Complaint handling & service recovery
Resolves complex or high-sensitivity complaints, adapts the handling and remedy to the case, analyses complaint patterns to improve processes, and guides others.
In this journey
- Analyses a multi-layered complaint that spans several departments, distinguishing its root cause from its visible symptoms using the evidence gathered from the parties involved, and identifies what must be recorded in the case report.
- Evaluates whether a proposed service-recovery remedy is proportionate to the harm and within delegated authority, choosing the most suitable option among a quick fix, a clear explanation, follow-up and compensation, and documenting the reason for the choice.
- Applies the correct sequence for handling a complaint with legal or media sensitivity: coordinating with legal affairs and corporate communications before responding, then drafting a reply that apologises for the impact of the failure without making promises beyond their authority.
- Evaluates a sample of closed cases and a complaint-trend report to spot weaknesses, such as closing a case before the fix is implemented, failing to record minor complaints, or a recommendation with no responsible unit or target date, and selects the written feedback or specific recommendation that addresses them.
