Service standards & SLAs
Designs and reviews service standards and SLAs, resolves recurring breaches and sensitive cases, and guides the team and partner units towards compliance.
In this journey
- Judges whether a proposed time or quality target for a service is realistic and fair, given actual performance data, the capacity of the team and partner units, and customer expectations, and selects the most suitable revision with its documented rationale.
- Analyses a recurring-breach report or a compliance dashboard to distinguish root causes that lie in an internal unit or in the process design from causes linked to an individual staff member's performance, and assigns each the right response: a remediation plan with named owners and deadlines, or a development point for that staff member.
- Drafts the terms of an operational level agreement with an internal unit so that it supports the time limit promised to the customer, with clear handover points between units and rules for starting and stopping the clock.
- Selects the most appropriate decision on an exceptional or high-sensitivity case that the standard does not cover, documenting the decision, informing the customer of a new date and a clear reason, and judging whether the case should be referred for a review of the standard.
