In this journey

  1. Applies the steps for de-escalating an upset customer in a service situation: listening without interrupting, acknowledging the problem, offering clear options, then recording the outcome, without meeting emotion with emotion or making an unconfirmed promise.
  2. Selects the communication style and channel that best fit a customer's needs, such as an older person, a person with a disability or a non-Arabic speaker, and identifies what to record about the adjustment made.
  3. Evaluates a colleague's refusal message or reply, spoken or written, against an approved checklist. The learner identifies any missing reason, regulatory basis, or appeal routes and alternatives, and selects the specific, actionable written feedback to give.
  4. Analyses a sample of interaction records to distinguish the recurring cause of misunderstanding from one-off cases, and pinpoints the part of the approved script or information material that warrants a written revision proposal.
