Complaint handling & service recovery
Handles routine complaints according to the approved procedure and within own authority, and refers anything beyond it to the right party, with guidance available when needed.
In this journey
- In a complaint-intake scenario, chooses the correct actions in order: listening to the end, restating the complaint and confirming understanding, then logging it at once with all mandatory fields and giving the user a reference number and the expected response time.
- Classifies a complaint presented in a work case using the classification guide, and decides whether to handle it within own authority or refer it to the party named in the escalation matrix within the set deadline.
- From several possible replies to a user, selects the one that apologises for the impact of the failure without promises beyond own authority, and explains the outcome and its reasons in clear language free of internal jargon.
- Distinguishes between a complaint that is ready to close and one closed prematurely, by checking that the user was informed of the outcome, the remedy was actually carried out, and the closure reason and action taken were recorded.
